Support Metrics Pack for a Small Team
Choose a short list of measures and read them properly.

Create a metrics pack. Ticket data available: [TICKET_DATA]. Targets: [TARGETS]. Team size: [TEAM_SIZE]. Tool: [SUPPORT_TOOL]. Choose six measures: first response time, resolution time, tickets per day, reopen rate, customer satisfaction score and backlog. For each give a definition, formula, how to avoid distortion (use medians for time, exclude spam) and what action a change should trigger. Calculate each from my sample data with arithmetic. Return a one-page monthly layout, a glossary, and the dangers of using these numbers to rank people. Suggest looking at the oldest open tickets and a sample of conversations each week, since numbers miss quality. Add the calculation of median first response time with a small invented example: response times of 5, 8, 12, 40 and 300 minutes have a median of 12 minutes, whereas the average is 73 minutes, so the median describes the typical case better. Add a note on satisfaction scores: response rates, the number of responses behind each percentage, and the danger of comparing teams with different customers.

Invented response times for five tickets: 5, 8, 12, 40 and 300 minutes. Median = 12 minutes. Average = (5 + 8 + 12 + 40 + 300) / 5 = 365 / 5 = 73 minutes. The median describes a typical ticket better. Tickets this month 400, reopened 20: reopen rate = 20 / 400 = 5 percent. Satisfaction: 90 responses, 72 positive = 80 percent; only 22.5 percent of tickets produced a rating, so read it cautiously. Warning: do not rank agents on these numbers; use them to find process problems.
